“Mapping the Customer Journey” “Our customers are loyal to us right up until the second somebody offers them a better service,” Jeff Bezos said in a Fast Company interview about Amazon last year.
Similarly, Google published a 2015 study on mobile strategy that found that “people are more loyal to their need in the moment than to any particular brand.” Google calls these needs in the moment “micro-moments” which they point to as the new battle ground for brands. Many brands are starting to map elaborate customer journeys to better understand the myriad “micro-moments” that lead to customers considering one product over another.
When walking the customer journey in our customer’s shoes (vicariously through customer journey maps), marketers often discover unintentional pain points — areas of friction that make it harder for customers to do business with our brands. Brands sometimes treat actual customer experience as an afterthought, in favor of paid media acquisition tactics.
The last time our family had to buy a dishwasher, our previous dishwasher had stopped working in a funny way. I came home to find water all over the kitchen floor and the letters “F.U.” flashing on the display. I later learned that “F.U.” stands for “Failed Unit”. It struck me as a metaphor than brands sometimes unintentionally say “F.U.” to customers through customer experience. “F.U.” became an apt description for the apathetic attitude that particular brand took as we tried to troubleshoot what had happened with our old dishwasher and start the process of buying a new one. We ultimately went with a different brand, despite all of the retargeting ads our original dishwasher brand served us.
I’m struck by this insight from Google SVP Sridhar Ramaswamy: “We’re heading toward an age of assistance where, for marketers, friction will mean failure, and mass messages will increasingly mean ‘move on.’”

"Malicious phishing apps have once again made their way into the Google Play Store, this time imitating six online banks and a cryptocurrency exchange.⠀
ESET researchers spotted fake finance apps impersonating banks from New Zealand, Australia, the U.K., Switzerland and Poland, and the Austrian cryptocurrency exchange Bitpanda, according to a Sept. 19 blog post.⠀
The malicious apps imitated the Commonwealth Bank of Australia (CommBank) The Australia and New Zealand Banking Group Limited (ANZ), ASB Bank, TSB Bank, PostFinance, and Santander Bank Polska SA (formerly Bank Zachodni)."

The 22 lines of code are targeted to export the data entered in the BA website's payment form to the malicious server when the "submit" button was clicked by a customer, with the data being sent as a JSON object. As a result, the transaction would go through for the customer without any errors, while the attackers received a full copy of the customer's payment information despite the payment apparently being over a secure session. The attackers also added a "touchend" callback to the script, which made the attack functional for users of BA's mobile app—which called the same, modified script."

“The Future of E-Commerce” - new cartoon and post on the role of brands in an AI first world
Voice is starting to redefine how consumers buy brands. Brands will increasingly have to navigate a world that doesn’t have a traditional user interface — zero UI.
As Google CEO Sundar Pichai put it, “we will move from mobile first to an AI first world.” Walker Sands recently reported that one in five (19%) have made a voice purchase through Amazon Echo or similar device and another third (33%) plan to do so in the next year. According to ComScore, 50% of all searches will be voice searches by 2020.
Amazon is leading much of this charge. 84% of consumers made Amazon purchases in the last year (55% are Amazon Prime members). And by owning the channel, it has a massive impact on how brands are discovered within that channel.
At the same time, Amazon is ramping up its private-label, rolling out 20 distinct private-label brands in categories from clothing to baby to bedding. Some like AmazonBasics and Amazon Elements, have Amazon in the name. But most of the new private label brands, like Happy Belly and Lark & Ro, don’t. This is already impacting brands in any category that Amazon enters.
According to research from 1010data, Amazon now sells more batteries than Duracell. AmazonBasics only launched batteries in 2009 and has already become the online market leader (33% market share versus 22%). As Jed Alpert at 1010data put it, “The bottom line for brands is they can no longer view Amazon as solely a channel and need to acknowledge them as a competitor.” Private-label competition is nothing new. But it will be interesting to see how this plays out in voice commerce, where the retail experience is guided by AI that is owned by the makers of private-label. All of these shifts in retail will be tricky for brands to navigate. It will be a litmus test for the underlying strength of brands.
